Senior operators from HR, financial technology, utilities, and AI building met to examine where AI helps and harms customer experience. Their consensus was practical and unromantic. AI works well for routine, bounded tasks and for coaching humans in real time, such as detecting rising tension on a call. It fails badly when it blocks access to a human during high-stakes moments. One operator described losing money to fake advertising leads and being unable to reach any person to fix it. That, they agreed, destroys trust. On data, operators favored persona-based understanding over intrusive individual tracking, which invites privacy backlash. They reframed conflicting signals as a strategy problem: when surveys, behavior, and predictions disagree, the cause is usually multiple hidden personas or inconsistent delivery, not a data-weighting puzzle. Each metric, one noted, is a photo not a movie, so decisions should combine time-stamped signals. For retention, they offered a clean split: prevention, using AI to find recurring root causes, and cure, flagging at-risk customers for human outreach and remediation. Throughout, human-in-the-loop was treated as non-negotiable. Executives should read this as a warning against over-automating support and against mistaking superficial metric optimization for real improvement. The winning pattern is AI at scale for detection and insight, humans for nuance, and honest disclosure of what the AI uses and cannot do.
