Senior customer-experience operators share a common frustration: AI is being mandated from the top, but few know how to use it well. Their examples point to a consistent pattern. AI erodes customer trust the moment it becomes an obstacle, refusing to escalate a complex problem to a human. The problem is friction, not answer quality. Many companies bolt AI onto support without the knowledge base or governance to support it, echoing a widely cited statistic that roughly 40 percent of projects fail. Deployment is running ahead of readiness. Operators also warned that speed makes a seductive but misleading KPI. A fast resolution that only closes a ticket improves the dashboard while leaving the customer's problem unsolved. One operator described a firm that changed its SLA to a 24-hour response, not resolution, so metrics improved while experience did not. The through-line is a gap between mandate and method. Leaders are told to implement AI but lack scenario-specific guidance for their actual use cases. Generic training does not help. Executives should gate deployment on data and governance readiness, build clean escalation paths, and measure resolution and trust rather than response time. The opportunity is for vendors and advisors who sell readiness audits and scenario-based playbooks, and for firms that differentiate on real customer outcomes instead of vanity speed metrics.
