Senior operators across finance, utilities, HR, technology, and strategy discussed where AI helps and harms customer experience. They agreed AI excels at routine tasks, real-time agent coaching, and bounded predictive actions, but only within clear guardrails. The strongest warning came from firsthand pain: an operator running local service ads got fake leads and could not reach a human to recover real money. AI-only support that blocks escalation in money-related situations destroys trust fastest. Advisors preferred persona-based design over individual tracking, arguing intrusive profiling triggers privacy backlash without improving outcomes. On conflicting signals, one operator reframed the problem: when surveys, behavior, and predictions diverge, the cause is usually multiple distinct personas or non-standardized service, not a data-weighting question. The fix is strategic, deciding whom you serve and standardizing how. Operators also stressed that every metric is time-bound, a photo not a movie, so decisions should combine signals rather than over-weight one. A clean churn framework emerged: use AI to detect recurring root causes for prevention, and flag at-risk customers for human-led recovery. Throughout, human-in-the-loop was treated as non-negotiable for emotional, complex, or high-stakes cases. The practical message for executives: AI scales insight and speed, but trust depends on transparency, consent, honest admission of limits, and a real person available when automation fails. Segment and standardize before deploying, and never let automation trap a customer who is losing money.
