Senior operators across finance, utilities, HR, technology, and strategy examined where AI helps and harms customer experience. Their strongest consensus: AI that blocks access to a human in high-stakes moments destroys trust. One operator lost money to fake leads with no reachable human to fix it. The lesson is that automation without escalation becomes a churn engine. Operators also reframed conflicting customer signals as a strategy problem, not a data problem. When surveys, behavior, and predictions diverge, the cause is usually multiple hidden personas or inconsistent service delivery. Fixing analytics will not help if the offering itself is inconsistent. They warned against over-weighting any single metric, noting each is a snapshot in time and surveys skew toward upset customers. On privacy, operators preferred persona-based design over intrusive individual tracking, which triggers backlash. For retention, they offered a clear operating model: use AI to detect recurring root causes for prevention, and to flag at-risk customers for human-led recovery. Throughout, they insisted AI must admit its limits rather than guess, and that prescribing without listening strains relationships. The recurring theme is that AI works best as an augment to humans, surfacing insight and risk at scale while people handle nuance, emotion, and strategy. Executives should treat human escalation, persona clarity, and root-cause analysis as prerequisites, not afterthoughts, before deploying AI in customer-facing work.
