Senior operators from finance, utilities, HR, technology, and strategy discussed where AI helps and harms customer experience. They agreed AI works for speed on routine tasks, real-time agent coaching, and predictive support within strict parameters. Trust breaks when AI blocks access to a human, especially where money is at stake. One operator described losing money to fake ad leads with no human to call, a vivid warning about over-automation. Operators favored persona-based understanding over intrusive individual tracking, which triggers privacy backlash. A recurring insight reframed conflicting customer signals as a strategy problem, not a data problem. When surveys, behavior, and AI predictions diverge, the cause is usually mixed personas or non-standardized offerings. The fix is clarifying who you serve and delivering consistently, not just reweighting metrics. Operators also stressed that each metric is a photo, not a movie, so signals must be combined across time and corrected for survey bias. For churn, they proposed a prevention and cure structure: AI detects recurring root causes to redesign processes, and flags at-risk customers for human recovery. Throughout, they insisted human-in-the-loop is non-negotiable for sensitive, emotional, or high-stakes moments. The theme running through it all is that AI amplifies customer understanding only when that understanding is sound; garbage in, garbage out still governs outcomes.
