Senior customer experience operators report a shared pattern: AI is mandated across their organizations, but nobody has a clear playbook for using it well. The strongest signal concerns trust. One advisor argued AI erodes trust not because it answers, but because it refuses to step aside or escalate when a human is needed. Design that traps customers is the real damage. A second concern is premature deployment. Companies bolt AI onto operations without the knowledge base or governance to support it, with a cited 40% project failure rate. A third and clearly voiced point: speed is being used as a KPI instead of a measure of customer outcome. A fast resolution that only closes a ticket improves the metric while leaving the customer unhelped and less trusting. Adjusting SLAs to look good on paper does not fix the experience. Together these point to a maturity gap. The mandate to adopt AI is running ahead of the readiness, governance, and measurement needed to do it responsibly. Executives should build escalation paths before deploying, gate rollouts on data and governance readiness, and replace speed metrics with resolution and retention measures. Generic AI guidance will not help. Operators want scenario-specific approaches tied to real use cases, because the same problems recur across very different companies.
