Senior operators across finance, utilities, HR, technology, and strategy discussed where AI helps and harms customer experience. They agreed AI works well for routine speed and accuracy, real-time agent coaching, and bounded predictive tasks. Trust breaks when automation blocks access to a human, especially when money is at stake. One operator described losing money on fake ad leads with no way to reach support, calling it a trust killer. The group favored persona-based understanding over intrusive individual tracking, which triggers privacy backlash. A key reframing emerged: when surveys, behavior, and AI predictions conflict, the cause is usually multiple distinct personas or non-standardized service, not a data-weighting problem. The fix is strategic clarity about who you serve and consistent delivery. A finance participant weighted money movement highest, but the group cautioned this does not generalize. Operators also treated data as a movie, not a photo, warning against over-weighting a single time-bound metric or biased survey. For churn, they proposed a prevention and cure model: detect recurring root causes to redesign processes, and flag at-risk customers for human outreach. Throughout, human-in-the-loop was called non-negotiable for nuanced, emotional, or high-stakes moments. The practical message: AI scales insight, but transparency, consent, and human escalation determine whether customers trust it.
